AI and Collections Conversations in Brazil

AI and Collections Conversations in Brazil

In Q4 2025, a pilot lender tested one message across approximately 800 accounts. Email on day three reached 9% of borrowers. WhatsApp, sent to the same segment during its evening window, reached 31%. The message and audience stayed the same. Channel and timing changed.

That 22-point gap captures Brazil's collections challenge. It is less a technology gap than a model gap: many dunning programs assume borrowers communicate in ways they do not.

Brazil's Channel Landscape for Lenders

WhatsApp reaches more than 90% of Brazilian smartphone users. It supports business, customer service, and PIX payment confirmations, not just personal messages. Borrowers often read WhatsApp from lenders with more urgency than email.

This creates a mismatch for email-first and SMS-first workflows. A sequence of email on day 1, email on day 5, and SMS on day 10 follows the wrong channel order for Brazil.

LGPD, Lei Geral de Protecao de Dados, Lei No. 13.709/2018, governs personal data, including contact preferences and engagement data. Automated routing needs documented processing practices. Without them, channel intelligence can add regulatory exposure. The fix belongs on the design checklist from the start.

What Channel-Aware Routing Does

Channel-aware routing predicts which channel a borrower will answer, when they are likely to respond, and what tone fits the message.

It reads account behavior, updates channel predictions during the current delinquency cycle, and adjusts timing to the borrower's engagement window. A borrower active on WhatsApp from 7 PM to 9 PM but unresponsive to midday SMS may receive WhatsApp at 7:30 PM. That is a prediction from engagement history, not a configured rule.

In the BLU365 platform, routing comes before message generation. The system predicts contact probability by channel, then matches the tone to that channel. WhatsApp copy that sounds like an email blast underperforms. Channel and tone are chosen together.

Behavioral Data in Outreach

The bigger shift comes after the first attempt. Static workflows send every borrower the same message on day five. Behavioral profiling changes that approach.

A borrower who opened the day-three WhatsApp message but did not reply differs from one who never opened it. An open without a reply may call for new framing, a payment link, a softer tone, or later timing. A non-open points to the wrong channel or timing. The day-five message becomes a prediction, not just the next step.

Tone needs the most calibration. In BLU365's early-access program, high urgency, such as "Your account is now 5 days past due and may be escalated," drew fewer replies than resolution framing: "We have a few options that may work for your situation this week." The effect was measurable but not uniform. When softer outreach had failed, urgency worked better later. The model must consider both borrower profile and prior attempts.

Where AI-Assisted Collections Gets Oversold

Channel routing cannot fix portfolio quality, credit decisions, or genuine hardship. A borrower with major income loss and no near-term capacity to pay will not repay because of an optimized WhatsApp message at 7:30 PM. A more respectful exchange may help the relationship, but it cannot recover an account with zero capacity.

We do not present behavioral routing as universal. Across 3 lender clients and approximately 2,400 accounts from Q4 2025 through Q1 2026, BLU365's pilot uplift centered on borrowers with some payment capacity but little engagement through existing channels. Routing improved contact and recovery rates for that group. Accounts with no capacity did not move materially.

The useful question is not whether this will increase total collections. Ask what share of overdue accounts can pay but is not engaging through current channels. That is where routing shows a measurable result.

What Changes for Lending Operations

Collections managers gain account-level visibility. Instead of only sent, delivered, opened, and paid reports, behavioral routing can show predictions: a 68% WhatsApp contact probability before 9 PM Thursday, or a history suggesting hardship tone will beat deadline tone.

The manager moves from scheduling campaigns to reviewing predictions and exceptions. The platform handles volume. The team handles escalations, disputes, and cases needing human conversation.

Trust takes time. A lender using one sequence for 3 years may ask why an account 15 days past due received a mid-urgency message. If prior hard-deadline messages produced zero response, the reason is visible. Running campaigns alongside outcome data and reviewing them together can build trust in a few weeks.

Brazil's lending market is moving from collections as compliance to collections as customer communication. A borrower 10 days past due may receive a thoughtful WhatsApp message and make a PIX payment within 24 hours, rather than receive a formal notice. Across thousands of overdue accounts each month, our pilot suggests this approach can improve communication in a WhatsApp-first market.
